Why teams need this

Angry customers often get defensive replies, over-promises or a transfer to someone else, and they have to repeat their story each time. Staff freeze or argue because nobody gave them a method. Many unhappy customers never complain at all. Asialink notes that Malaysians "prefer to avoid conflict", and the HBR study found 20% of "satisfied" customers still intended to leave.

Recovery has limits
The "service recovery paradox" says a well-handled failure can raise loyalty above never failing. It is most likely when the failure is not severe, there were no prior failures, the cause seems unstable and the company seems to have little control. Matos and colleagues found recovery raised satisfaction but did not affect repurchase intentions, word of mouth or brand image. Participants learn to fix the cause, not rely on the apology.

Group work and role-play
Teams sort real complaints by severity and decide who can resolve each. Then they role-play an angry customer who keeps interrupting, using HEARD, while observers score tone and next step.
